ISYL™ Viewer Knowledge Desktop is a customizable browser-based User Interface (UI) supporting Live Phone interactions. With appropriate adaptors the same UI, or a customized UI, can be used to support Web Chat and Web Virtual CCR customer care operations. The Viewer is also used by Business Process Administrators to test Workflow Scripts, Rules and DynaCaps defined using the ISYL™ Admin Console.

 

ISYL™ Viewer can occupy a large screen area, or small, or even be integrated with your existing desktop or portal. K-Netica can provide customization services to meet specific UI requirements. This summary provides brief descriptions of the purpose and use of each of the available features and areas to help ISYL™ Viewer users effectively operate the system. The Script area contains the expert knowledge that guides CSRs through step-by-step processes. ISYL™ scripting guides CSRs through the discovery process needed to get the applicable Facts to retrieve the Answer. Select an option from the Fact drop down list in the Fact Entry Area to select a response to the question at each step of the script. Keywords can be used as a shortcut to selecting the correct Fact to answer the caller’s question.   To move to the next step in the script, click the “Next” button. If a User needs to go back to the previous step in the script, the User should click the “Previous” button. The Agent Process information in red is used to prompt CSRs with process Steps and Facts needed to complete the Step. When additional Facts are required to get an answer, ISYL™ scripting will prompt CSRs to ask additional questions to guide the caller through this process. The Script Area is shown in below.

In the illustration above, the User selects “Physician / Professional Services” as the Benefit Category. If this is the only subject the caller is asking about, the CSR would then click next. If there is a different Benefit Category, use the combo box to change the value shown. If there is an additional Benefit Category click the green PLUS button in the Section labeled “Add – Delete Facts” and the CSR will be given a new combo box to enter the additional Benefit Category. CSRs may repeat this process until all Benefit Categories, or whatever Fact is presented, have been entered. Because a Script step may have multiple possible responses, a Response Combo Box will also be displayed. Before clicking “Next” the User selects the appropriate response from the list. ISYL™ also recognizes that it may be possible to have a Fact with Multiple Values. In those instances, the interface will allow CSRs to directly associate Facts with each other. For example, this will permit the CSR to associate the Place of Service of “Clinic” with the Service Category “Office Visit” and a Place of Service of “Hospital” for the Service Category “X-Ray”

 

Keywords and the Interpreter

ISYL™ offers CSRs the ability to type words into the ISYL™ Viewer Keyword Entry Area. When the CSR types words and clicks the “Next” button, ISYL™ will attempt to populate the Facts in the Fact Entry Area based on the words entered. If ISYL™ does not recognize words in the input due to spelling errors or lack of applicability, ISYL™ will prompt the CSR with a popup message: “Please clarify the question”. When the text entered provides a sufficient number of Facts to derive an answer, ISYL™ will display the answer after the CSR clicks “Next”. When a CSR types a keyword that could be associated with more than one Fact or more than one value within the same Fact, ISYL™ will seek clarification by displaying the possibilities in the Clarifier area and asking the CSR to select which value(s) apply.

 

Fact Display Area

The Fact Display Area contains the information passed to ISYL™ at invocation and entered during the course of the Script (Figure 8 - Fact Value Display). In the example shown, Child Facts are displayed after the Parent Facts and indented slightly to indicate the Parent-Child relationship. In the example, Service Category is a “Child” of Benefit Category and the other Facts are subordinate to Service Category. For each implementation, Administrators define the needed Facts and their hierarchy.

 

 

Answer Area

When the Script reaches the point at which the Administrator has determined that the number of Facts is sufficient to derive the answer, the answer(s) will be displayed in the Answer Area when the CSR clicks the NEXT button, see the ISYL™ Answer Display illustration below.

 

The Answer Area can contain displays of web pages from external web sites such as WebMD, internal web pages such as Intranet-deployed Help pages, and other content as defined in Workflows. At the end, when answers are displayed, the Answer Area will contain information from the primary application data sources with additional references to supporting content and other sources in the Additional Resource Area. The Additional Notes may also be displayed in the "Notes" or "Resources" areas.
